Turning a Support Inbox Into an AI Co-Pilot
Problem
Support agents were overwhelmed by ticket volume. Every message had to be read, sorted, prioritized, and routed by hand before anyone could start solving the customer's problem. Response times kept getting slower because staffing stayed the same, and urgent issues often sat behind routine ones — nothing separated them until a person looked at each ticket.
Solution
I designed and built an AI co-pilot inside Zoho Desk, connecting ChatGPT directly to the ticket pipeline. Every incoming ticket is read right away: the AI detects intent, scores sentiment, and sets a priority level before a person opens it. Custom rules decide when the AI can act on its own — routing, tagging, or suggesting a help article — and when it should hand the ticket to a person instead. The system supports agents; it does not replace their judgment on sensitive cases.
Behind the scenes, intent detection feeds directly into SLA rules, and suggested replies come from the company's own knowledge base rather than open-ended AI text. Every AI decision is logged, so it can be checked later — important in support work, where being accountable matters as much as being fast.
Outcome
- Ticket sorting time cut by an estimated [X%], with urgent issues now flagged automatically instead of waiting in line
- Agents spend less time sorting tickets and more time solving them
- A clear, checkable record of every AI decision — nothing is routed without a trace
